The matters that arrive after everything else has failed. Multi party disputes, regulatory escalations, cases where the customer has already told their story three times and nobody has listened properly yet. I have spent more than 15 years at this end of customer experience and complaints resolution, across telecommunications, financial services, superannuation, insurance and government.

The work is not about being nice to upset people. It is about finding the actual failure, being honest about it, and building a resolution that holds.

Complaint intelligence
and root cause

A complaint is a signal, not a case to close. The organisations that understand this treat their complaints function as one of the sharpest sources of insight they own. The ones that do not spend enormous sums researching customers while ignoring the customers actively telling them what is broken. It is the whole reason I keep writing that a complaint is a signal, not a case to close.

My work sits in translating escalation data into something a business can act on: coding for root cause rather than category, routing findings back upstream to the people who can fix the source, and spotting a pattern before it becomes a regulatory matter.

Regulated
environments

Financial services, telecommunications, superannuation, insurance and federal government. Environments where the process is not bureaucracy, it is the protection. RG146 compliance certified and Certificate III in Financial Services qualified, with a Bachelor of Commerce in Banking Law underneath it.

I am comfortable in settings where the standard is not just a satisfied customer but a defensible outcome.

problem solving

Certified Professional Scrum Master (PSM I) and OPEX Blue Belt practitioner, with a Master of Information Technology. The methodology is not decoration. When a problem is genuinely complex, structure is what stops you mistaking the loudest symptom for the cause. That instinct is the throughline of how that career actually unfolded.

Evidence first,
people always

Fairness before efficiency. A fast resolution that is wrong is not a resolution.
Listen for the second sentence. The customer says the bill is wrong. The signal says the billing logic produces outcomes nobody can predict. The work is hearing the second one when they only said the first.
Be honest about what went wrong. Most trust is lost not in the original failure but in the defending of it afterwards.
Sit with the complexity. The easy close is almost always available. It is almost never the right one.
